Creating Value Through Customer Centricity

Ann McGlinchey
Few marketing leaders have navigated as many industries as Ann McGlinchey. From enterprise software to retail and publishing, each role has reinforced her belief that strong marketing begins with understanding people. Today, as Vice President of Customer Experience Management at CMI Media Group, she helps clients create stronger connections with their audiences while driving measurable business outcomes.
The Power of Organizational Alignment
Leadership, for me, is fundamentally about people. I believe leadership begins with helping people succeed. My approach has always been centered on supporting individuals in achieving their goals, because when people succeed in their roles, teams perform better. When teams perform better, organizations are naturally positioned to achieve stronger outcomes. Creating an environment where people can grow, contribute and succeed remains one of the most important responsibilities of a leader.
Another principle that has shaped my leadership approach is relevance. Whether working with clients or audiences, it is important to understand their needs and anticipate challenges. Strong customer experiences come from meeting expectations and delivering value at every stage of the journey.
This is why I place significant emphasis on alignment. Strategy, creativity, data and operations must seamlessly work together. I often describe this through the framework of people, process and technology. If one of these elements is out of alignment, the entire system becomes less effective. Much like a three-legged stool, stability depends on every component working together.
Collaboration is equally important. In a matrix organization, teams must work across functions to provide clients with a coordinated experience. When teams stay aligned, they are better positioned to deliver consistent results.
I also believe professional growth comes from experiences outside traditional responsibilities. Taking on assignments beyond one’s day-to-day role can provide valuable insights into different parts of the organization and create a broader understanding of the business and the industry. Those experiences help leaders develop a more strategic perspective and make better decisions over the long term.
Building Trust Through Client Partnerships
Trust is the foundation of effective client engagement and service quality. As a media agency, our clients are our direct customers, so understanding their objectives and keeping their goals front of mind is essential. Trust is built through consistency, responsiveness and a commitment to helping clients succeed.
Responsiveness plays a critical role in that relationship. Clients often approach us with new needs and opportunities. Even when immediate solutions are not possible, timely communication remains essential. Acknowledging requests and setting clear expectations helps reinforce confidence and strengthen the partnership.
Delivering measurable outcomes is also critical. Clients need meaningful results that demonstrate progress against their business objectives. By focusing on outcomes rather than activities, we ensure our work remains aligned with the value clients are seeking to create.
Connecting Audience Needs to Business Goals
Aligning customer experience with broader marketing and business goals starts with understanding the audience. That includes knowing which channels resonate most effectively and where audiences are in relation to the client’s objectives. Whether the goal is education, adoption, growth or retention, communications must be tailored to support that specific stage of the journey.
A traditional sales funnel provides a useful way to think about this. Different stages require different messages, and data helps us understand when and how those messages should be delivered. By leveraging insights and omnichannel strategies, we can tailor communications to where audiences are in their journey and keep them relevant.Delivering the right message at the right stage increases its ability to resonate and support the client's business objectives.
Delivering measurable outcomes requires strong alignment across teams. In media marketing, where multiple functions work together, clear processes help create consistency and support a seamless client experience.
We implemented a technology platform that supports the full media advertising lifecycle, from audience analysis and planning to activation and reporting. AI and automation help improve efficiency, while ongoing evaluation of new media opportunities helps us reach audiences more effectively.
The Future of Customer Experience
One of the biggest challenges customer experience leaders face today is the speed at which digital channels and marketing technologies evolve. The growing integration of AI across platforms and solutions is accelerating change and creating new possibilities for organizations and customers. As leaders, we must help clients understand which innovations are most relevant to their needs while continuously evaluating and testing new opportunities.
AI is creating tremendous potential across organizations, but it is important not to lose sight of the human element. Technology can improve efficiency and scalability, but meaningful connections are still built through understanding and empathy. That is why I make it a priority to stay informed about industry developments and emerging technologies, while considering the human context.
“Technology can improve efficiency and scalability, but meaningful connections are still built through human understanding and empathy.”
When organizations approach AI, I believe it is important to look beyond individual functions. Too often, AI implementations occur within isolated silos, creating fragmented improvements rather than meaningful organizational transformation. The greatest value comes from evaluating end-to-end processes and identifying how AI can improve the overall customer and employee experience.
Another trend that will continue to shape the future is the growing focus on privacy. As fraudulent activity becomes more sophisticated and scammers become effective at impersonating legitimate organizations, audiences are becoming more cautious about how they share information. Organizations will need to work harder to earn trust and demonstrate responsible data practices.
As the marketing, media and customer experience landscape continues to evolve, staying curious and adaptable becomes increasingly important. Continuous learning and a willingness to explore new ideas can help professionals stay ahead of change. I encourage my team members to think about where they want to be five years from now and identify the experiences needed to get there. Careers rarely happen by accident. Growth requires clear direction, calculated risk-taking and a commitment to continuous learning.
